Why Your Customers Don't Understand Your Website
What is a Language Audit and why does it matter?
A Language Audit is the systematic process of mapping the gap between how your company talks about its product and how your customers describe the problem it solves. In the Growth Recon Research stage, it’s one of the first things we build - because every downstream decision, from ad copy to landing page headlines to sales scripts, inherits whatever language you choose. Get the language wrong and you’re not just off-brand. You’re invisible. You’re using words your buyer’s brain doesn’t pattern-match against their actual problem, so they scroll past you like you don’t exist.
Most companies skip this entirely. They let product marketing coin a phrase in a conference room, run it through legal, and stamp it on everything. Then they wonder why the website converts at 1.2% and the sales team rewrites every piece of collateral before sending it to prospects.
The cost of the language gap
Here’s what the gap looks like in practice.
Your website says: “AI-powered revenue intelligence platform.” Your buyer types into Google: “why can’t I see which deals are about to close.” Your landing page says: “Unlock actionable insights from your CRM data.” Your buyer tells their colleague: “I just need to know which reps are sandbagging their forecasts.”
These aren’t different levels of sophistication. They’re different languages. Your buyer doesn’t graduate from their phrasing to yours during the buying process. They keep using their words the entire time. When they land on your site and don’t see those words reflected back, the subconscious conclusion is: “This isn’t for me.”
That conclusion costs you in measurable ways. Your cost-per-click stays high because your ad copy doesn’t match search intent, so quality scores drop. Your bounce rate climbs because visitors don’t see their problem described on the page. Your MQLs drop because form fills require a visitor to believe you understand their situation. And your customer acquisition cost inflates across the board because every touchpoint has to work harder to compensate for the initial mismatch.
This isn’t a copywriting problem. It’s a research problem. And that’s why the Language Audit lives in the Research stage - before a single dollar gets spent on distribution.
How to run a Language Audit in five steps
Step 1: Mine your sales calls
If your sales team records discovery calls, you’re sitting on the single most valuable language dataset in your company. Pull every discovery call from the last 90 days. You want the first three to five minutes of each call - the window before the rep starts steering the conversation toward product features.
Listen for:
- Problem descriptions. How does the prospect explain what’s broken? Not in response to your prompting - their unprompted framing. “We’re drowning in dashboards nobody reads” is a problem description. “We need better analytics” is what they say after your rep asks a leading question.
- Emotional language. Frustration markers reveal priority. “I’m embarrassed every time the board asks for pipeline numbers and I have to say I don’t trust our own data” tells you more about buying urgency than any BANT qualification.
- Metaphors and analogies. When a CFO says “our marketing spend is a black box,” that metaphor is a headline waiting to happen. People remember metaphors. They share them internally. They use them to build consensus with other stakeholders.
- Outcome language. How do they describe the after-state? Not “better data hygiene” - that’s your phrase. Something like “I want to walk into the Monday meeting and actually know the number before someone asks me.”
Create a spreadsheet. Columns: exact quote, speaker role, company size, deal outcome (won/lost/open), and the category of statement (problem, emotion, metaphor, outcome). You’ll need at least 30 calls to see patterns. Fewer than that and you’re building on anecdotes.
Step 2: Scrape review sites systematically
G2, Capterra, TrustRadius, and industry-specific review platforms are language goldmines - but only if you read them correctly.
Ignore 5-star reviews. They’re useless for language research. “Great product, the team is responsive!” tells you nothing about how the buyer frames their problem. These reviews exist because someone in customer success asked for a favor.
Ignore 1-star reviews. They’re typically edge cases - implementation failures, billing disputes, a single bad support interaction extrapolated to the entire product.
Focus on 3-star reviews. This is where the real language lives. Three-star reviewers are articulating trade-offs. They say things like: “It’s solid for tracking where leads come from, but we still can’t figure out which campaigns actually move pipeline.” That sentence contains a problem frame (“figure out which campaigns actually move pipeline”), an implied expectation (they assumed the product would do this), and a signal about what they’d pay more for.
Don’t just read your own reviews. Read your competitors’ reviews. When someone gives Competitor X three stars and says “It handles reporting but the setup took our team four months and we still don’t trust the attribution,” you’ve just been handed a positioning wedge. Your ad can say exactly what that reviewer wished they’d heard before buying.
Build a second tab in your spreadsheet: source (platform + competitor), exact quote, category, and the positioning opportunity it suggests.
Step 3: Audit support tickets and onboarding calls
Your customer support queue is the place where marketing language goes to die. Nobody opens a support ticket using the terminology from your homepage. They describe what they’re trying to accomplish and what went wrong.
Pull tickets from the last six months. Look for:
- Expectation gaps. “I thought this feature would let me do X” reveals where your positioning set an expectation your product didn’t meet. That’s not just a support issue - it’s a churn predictor and a signal that your pre-sale language is writing checks your product can’t cash.
- Workaround descriptions. “Right now we’re exporting to Excel and manually matching the columns” tells you the job-to-be-done in the customer’s own words. If your website says “seamless integration” and your customers are describing manual CSV exports, your language doesn’t match their reality.
- Feature requests phrased as problems. “Is there a way to see which emails led to a booked meeting?” is a feature request. But it’s also a problem statement: the customer can’t connect email activity to pipeline outcomes. That problem statement - not the feature name - is what belongs on your website.
Onboarding calls are equally rich. The first call after a deal closes is the moment when a customer reveals what they actually bought. It’s often different from what the sales team thinks they sold. “We mainly got this so our BDRs would stop guessing which accounts to call” is the real purchase reason, even if the contract says “Account-Based Marketing Platform.”
Step 4: Read community conversations
Reddit threads, Slack communities, LinkedIn comments, industry forums, Quora answers - these are places where your buyers talk to each other without a sales rep in the room. The language is unfiltered.
Search for:
- Your product category terms and see how real people describe the problem space
- Competitor names and read complaint threads
- Job titles that match your ideal customer profile and see what they’re asking about
A head of demand gen posting in a Slack community: “Does anyone have a way to prove to their CFO that brand spend isn’t just lighting money on fire?” - that’s a verbatim headline for a landing page targeting demand gen leaders. You didn’t have to invent it. You just had to listen.
The rule for community research: if you see the same phrase or framing appear three or more times from different people, it’s a pattern worth adding to your translation table.
Step 5: Build the translation table
This is the deliverable. Not a word cloud. Not a “messaging framework” with pillars and proof points. A translation table.
The format is simple:

Every row is evidence-backed. The frequency column tells you which translations matter most. The source column tells you where the language came from, so you can validate it further.
This table becomes a working document. Every piece of copy - landing pages, ads, email sequences, sales decks, product descriptions - gets filtered through it. When a copywriter writes a headline, they check the table. When a product marketer creates a one-pager, they check the table. When a paid media manager writes ad copy, they check the table.
The table also feeds directly into your keyword strategy. If “they say” column entries don’t appear in your ROAS-positive keyword list, you’ve found a gap. If you’re bidding on terms from the “we say” column that don’t match what buyers actually search for, you’ve found waste.
Common mistakes that destroy a Language Audit
Mistake 1: Treating it as a one-time project. Language shifts. Your buyers’ vocabulary in Q1 isn’t the same as Q4, especially if the market is moving fast or a competitor introduced new framing. The translation table needs a quarterly refresh. Assign an owner. Put it on the calendar.
Mistake 2: Only auditing happy customers. Your best customers already figured out your product despite your language. The people you need to study are the ones who bounced. Lost deals, trial abandonments, high-churn segments - that’s where the language mismatch is most severe and most expensive.
Mistake 3: Letting marketing own it in isolation. The sales team talks to buyers every day. Customer success hears the post-purchase vocabulary. Product support sees the expectation gaps. If marketing runs the Language Audit without pulling data from these teams, you get a document that sounds nice but doesn’t reflect reality. The translation table works only when the inputs come from everywhere the customer’s voice exists.
Mistake 4: Confusing aspiration with evidence. “We want to be known as the platform for modern revenue teams” is an aspiration. It tells you nothing about what your buyers say. The audit is descriptive, not prescriptive. First you map the language that exists, then you decide which parts to adopt and which to intentionally reshape. Prescription without description is just guessing with confidence.
Mistake 5: Ignoring internal language sacred cows. Every company has terminology that leadership refuses to drop. The founder coined “intelligent pipeline orchestration” in 2019 and it’s on every slide. The Language Audit might reveal that zero buyers use this phrase. That’s a political conversation, not a research finding - but the audit gives you the evidence to have it. Without data, you’re just arguing taste. With the translation table, you’re arguing funnel performance.
Making the audit operational
The Language Audit is worth nothing if it stays in a Google Doc that nobody opens after week one. Here’s how to embed it into operations.
Embed it in creative briefs. Every brief for landing pages, ads, or email campaigns should include the top five translation pairs from the table. The copywriter’s job isn’t to reinvent language - it’s to deploy the language you’ve already validated.
Build it into QA. Before any customer-facing copy ships, someone checks it against the translation table. If the page uses three “we say” phrases and zero “they say” phrases, it goes back for revision. This takes five minutes and catches the drift that naturally occurs when marketers write for other marketers.
Connect it to performance data. Tag your ad variations with whether they use “we say” or “they say” language. Track SQL conversion rates by language variant. Over time you’ll build a dataset that proves - with revenue data, not opinion - which language converts. That dataset makes the quarterly refresh straightforward: double down on what works, retire what doesn’t.
Feed it into product. The language your customers use to describe what they want often doesn’t match your feature names. When support tickets consistently call your “Engagement Score” feature “the thing that shows me if the deal is alive,” that’s feedback the product team needs. Not to rename the feature necessarily, but to inform tooltip copy, onboarding flows, and in-app messaging.
The Source Doc connection

It also feeds the Convert stage directly. Every conversion point - landing page, form, CTA, email sequence - either uses your buyer’s language or your internal language. The gap between the two is measurable in conversion rate delta. Companies that ship the Language Audit into their conversion assets typically see a 15-30% lift in form fills within 60 days. Not because they discovered some magic phrase, but because they stopped forcing visitors to translate.

The Language Audit is how you ensure that the most fundamental assumption of all - “we know how to talk to our customer” - is actually true. Most companies learn it isn’t. That’s not a failure. That’s the audit working.
The gap between your language and your customer’s language isn’t a branding problem or a copywriting problem. It’s a revenue efficiency problem. Every touchpoint where a visitor has to mentally translate your words into their reality is a touchpoint where you lose people. The Language Audit closes that gap with evidence, not opinion.
